Reusable support replies
Start from a maintained answer, then adapt it to the actual request.
Maintain personal, team or shared replies with shortcuts and limited ticket placeholders, without treating a saved text as automatic approval to send.
A reusable answer still needs a person who understands the case.
Many requests share a practical explanation, but their details differ. Canned replies let the team maintain a useful starting text instead of copying old customer messages. The author chooses the scope and keeps content current. An agent reviews the ticket and adapts the response before public use. The feature does not decide eligibility, approve refunds or establish that a standard promise applies to every requester.
Choose personal, team or shared scope.
Personal replies belong to their author. Team replies are for the team's members, with maintenance controlled by leads and administrators. Shared replies serve the broader support organization and need settings authority for maintenance. Use the narrowest meaningful scope: a specialist troubleshooting instruction may not be suitable as a general answer for all customer requests. Review who can use and who can change the text.
- Distinct use and editing rules for three reply scopes
Use shortcuts and review the filled placeholders.
A reply can have a shortcut and a language marker. Supported plain placeholders include requester name, ticket number and subject. Check the filled result in the actual conversation: a missing or unusual name may make a template awkward, and the subject may contain wording that should not be repeated blindly. Placeholders are limited ticket data, not an unrestricted automation language or a promise of arbitrary system lookups.
- Shortcuts, language markers and bounded ticket placeholders
Keep reviewed knowledge current and retire old text.
Maintain the answer when a service changes, then archive obsolete replies instead of leaving contradictory starting points in circulation. Usage counts can help identify frequently used text for review, but they do not establish that the answer solved every case. The final public reply still follows ticket reply authority and its customer channel. Saving or inserting a reply is not the same as sending it.
- Maintained and archived text with a separate reviewed send action

An illustrative working example
Illustrative scenario: asking for missing project information
A team maintains a reply explaining which reference and screenshot help investigate a request. An agent inserts the team text, checks the customer's name and removes a request for information already supplied. The public reply is reviewed and sent through the ticket's channel. When the service changes, the team lead updates the maintained answer. The rollout checks that the agent can use the team reply without gaining unrestricted editing rights to every shared template.
